A warranty claim process for a small store needs five steps: one claim form, a quick eligibility check, a decision under your written terms, a resolution in Shopify, and a log of every claim. Write the steps down, publish them with your warranty, and follow them the same way every time.
This playbook is about running claims once you already offer a warranty. To write the warranty itself, start with how to offer product warranties on Shopify. For the wider picture, see the warranty guide.
What does a warranty claim process look like?
Here is the whole flow on one page. Each step is covered below.
| Step | What happens | Who does it |
|---|---|---|
| 1. Intake | Customer fills in your warranty claim form | Customer |
| 2. Acknowledge | You confirm receipt and say when they will hear back | You or a template email |
| 3. Check eligibility | Order found, inside the period, fault type covered | You |
| 4. Diagnose | Photos, video or troubleshooting questions | You and the customer |
| 5. Decide | Repair, replace, refund, store credit or decline | You, under your terms |
| 6. Resolve | Refund, store credit or replacement order in Shopify | You |
| 7. Log | Product, fault, months since delivery, cost | You |
A small store can run this with a form, a shared inbox and a spreadsheet. You do not need an app to start.
Why should you write the process down?
Two reasons: customers need to know how to claim, and you need to decide the same way each time.
In the US, the disclosure rule for written warranties (16 CFR 701.3) applies to products that cost the customer more than $15. It lists what the warranty must say, including “a step-by-step explanation of the procedure which the consumer should follow in order to obtain performance,” the warrantor’s name and mailing address (or the department responsible), and when the term starts if that is not the purchase date.
So your warranty page should already contain a short version of this process. A written process also makes claims easier to hand off when someone else covers support.
What should a warranty claim form ask for?
Ask only for what you need to decide. Every extra field means fewer finished forms.
Required fields:
- Order number and email, so you can find the order fast.
- Product, chosen from the items on that order if your form tool allows it.
- What is wrong, in the customer’s own words.
- When it started, as a date or “about how many weeks after delivery”.
- Photos or a short video showing the fault.
Optional fields:
- Serial number or batch code, if your products carry one.
- What they have tried, such as charging, resetting or tightening a part.
- Preferred outcome, if your terms let the customer choose.
Put the form on its own page, for example “Warranty claim”, and link it from your warranty page, footer and order confirmation email. A Shopify contact form or any form tool works. If you also run delivery claims through a portal, read building a self-serve claims portal for layout ideas.
Should the form ask customers to register first?
Be careful here. The FTC’s guide says that under a full warranty you cannot require customers to do anything to get service except tell you service is needed, unless you can show the duty is reasonable. It adds that “requiring customers to return a registration card is an unreasonable duty that is not allowed in a full warranty.”
Most store warranties are limited, which leaves more room. Even then, any condition has to be in your written terms before the sale. This is general information, not legal advice.
How do you check whether a claim is covered?
Run the same short checklist on every claim before you look at the fault itself.
- Find the order. Match the order number and email in Shopify admin.
- Check the dates. Count from delivery or purchase, whichever your terms use.
- Check the product. Is it covered by this warranty, or by an extended tier the customer bought?
- Check the fault type. Defects in materials or workmanship are usually covered. Wear, misuse and accidents usually are not, unless you sell a plan that adds them.
- Check for transit damage. If the item arrived broken, this is a delivery claim, not a warranty claim. Route it as described in shipping damage vs warranty claims.
If any check fails, tell the customer which one and why, with a link to the relevant line in your terms.
What can you not ask for?
The FTC’s guide says tie-in provisions are generally not allowed. You cannot void a warranty because the customer used another brand’s parts or service, unless you provide that item or service free. You can still exclude damage caused by the customer or an unauthorized third party, if your terms say so.
How do you decide the outcome?
Decide from your terms, not from how the customer sounds. A simple decision table keeps support consistent:
| Situation | Typical outcome |
|---|---|
| Clear defect, part is easy to send | Send the part, or repair |
| Clear defect, repair costs more than the item | Replace |
| Same item no longer sold | Refund or store credit, as your terms say |
| Fault unclear from photos | Ask for a video or a troubleshooting step first |
| Outside the period or not a covered fault | Decline, explain why, offer a paid repair or discount if you like |
If you offer a full warranty in the US, the FTC’s guide says service must be free of charge. If the product still fails after a reasonable number of repair attempts, the customer chooses a replacement or a full refund. Limited warranties can set other terms, such as the customer paying return postage, but those terms must be written down.
Decide before you ask for the product back. Return shipping costs money and time on both sides. For low-cost items, you may decide to skip the return and ask for photos only.
How do you resolve a warranty claim in Shopify?
Shopify has the tools you need for the common outcomes. Steps below follow the Shopify Help Center as of November 2026.
Refund or store credit
- Go to Orders and open the order.
- Click Refund and enter the quantity of the item.
- Deselect Restock items unless the item is coming back in sellable condition.
- Add a Reason for refund. Customers do not see it, so write it for your own records, for example “Warranty: hinge defect, month 7”.
- Under Refund method, choose the original payment or store credit. You can split the amount between both.
- Keep Send a notification to the customer on, then click Refund.
Shopify notes that you cannot cancel a refund once it has started. Check the amount before you confirm.
Replacement
Create a new order for the replacement from Orders > Drafts. Add the product, add the customer, and apply a discount for the item’s price. Note the original order number in the draft so the two are easy to link later.
Repair
Track repairs by tagging the original order, for example warranty-repair, and adding a note with the status. Tags let you filter open repairs in the order list.
How should you talk to customers during a claim?
Speed and clarity matter more than polish. Write three short templates and reuse them.
- Received: “We have your warranty claim for order #1234. We will reply by [day]. If you have more photos, reply to this email.”
- Approved: “Your claim is approved. We are sending a [replacement / part / refund of $X]. Here is what happens next.”
- Declined: “We cannot cover this under the warranty because [reason]. Here is the line in our terms. Here is what we can offer instead.”
Set your own response targets and publish them on the warranty page. For example, a reply within one business day. Then meet them. A missed promise causes more complaints than a slow but honest one.
What should you log for every claim?
Log each claim in one row. After a few months, the log tells you where your products fail and what the warranty really costs.
| Field | Why it helps |
|---|---|
| Order number and product | Links the claim to the sale |
| Fault type | Shows repeat problems by product or batch |
| Months since delivery | Shows when failures happen |
| Outcome | Repair, replace, refund, store credit or declined |
| Total cost | Item, parts, shipping and time |
| Days to resolve | Checks you meet your own targets |
Share repeat faults with your supplier. If a product fails often, fix the product or shorten what you promise. If you sell paid warranty tiers, this log is also your pricing data; see extended warranty pricing for the math.
Watch for patterns that look like abuse, such as the same customer claiming on several orders. The checks in fraudulent shipping protection claims apply here too.
Where does Sam Shipping Protection fit?
Sam Shipping Protection covers two parts of this picture, and not the claims step for warranties.
- Selling extended warranties. Sam’s warranty rules show warranty tiers on chosen product pages, priced as a fixed amount or a percentage of the product price. The chosen warranty is attached to the product in the cart, so each order shows which warranty the customer bought. That makes step 3 of your eligibility check quick. Setup is in the warranty user guide.
- Delivery claims. For orders where customers added shipping protection, Sam gives you a claim page on your store for lost, stolen and damaged packages. You review those claims in the app and resolve them with a refund, store credit or a reorder.
Warranty claims for product faults go through your own form and the process above. Keeping the two flows separate gives customers one clear answer and keeps your numbers clean.
Frequently asked questions
What should a warranty claim form ask for?
The order number and email, the product, a description of the fault, when it started, and photos or a short video. Add an optional field for serial numbers if your products have them. Keep it short so customers finish it.
How long should a warranty claim take?
Set your own targets and publish them, for example a reply within one business day and a decision within a few days once you have photos. What matters most is that you meet the times you state.
Can I require customers to register a product before they can claim?
In the US, the FTC says requiring a registration card is an unreasonable duty that is not allowed in a full warranty. Limited warranties have more room, but the condition must be in your terms. This is general information, not legal advice.
Can Sam Shipping Protection handle warranty claims?
No. Sam's claim page handles delivery problems on protected orders. Sam can sell extended warranty tiers on product pages and record the tier on each order, but you handle warranty claims through your own form and process.
